Aim Social Media Marketing at Loyalists, Not Prospects

Marketers who put out their brand message on social media in order to attract new customers will be sorely disappointed, according to Gallup researchers. Instead companies should use Facebook, Twitter and other social media, combined with offline word of mouth, to persuade existing customers into recommending their products to prospects.

In other words, it is largely a myth that branded social media will generate sales from new customers. But it can generate the kind of insider recommendations that lead to sales increases.

The findings are based on a Gallup survey of more than 17,000 social media users completed in October 2010. The research evaluated everything from the latest mobile social media apps to old-school word-of-mouth. Analysis of the numbers was released September 1 in the Gallup Management Review. According to the survey, branded social media initiatives don’t drive prospective customers to consider trying a brand or recommending a brand to others in their social network. But prospects are likely to try a product or service if they hear good things about the brand from an engaged existing customer in their social network.

“Since marketers are less likely to engage prospects directly through social media, they should encourage or guide their current customers to advocate on their behalf instead,” say Gallup analysts Jim Asplund and Blaise James. The research also suggests that brands should concentrate their social media efforts “on your most engaged customers because these customers are the most likely to advocate on your behalf and the least likely to criticize you,” say Asplund and James.

Specifically, about three-fourths (74 percent) of loyal customers engaged their social networks in a complimentary way about their favored brand, product or service, according to the survey. Loyalists never engaged their network in a derogatory way about their favored brand. In contrast, only 1 percent of disinterested customers complemented a brand, product, or service on their social network, while 14 percent criticized a product or service they bought.

Gallup’s analysis takes it a step further, saying that metrics such as Net Promoter, followership, app downloads, hashtags, and click-throughs are not useful for revealing a brand's social engagement (the degree to which customers will work for or against your brand within their social networks) and subsequent sales increases. James points to Apple as an example of a high-engagement and high-sales brand. “We compared the Apple brand to the Microsoft brand in our research and found out that Apple has almost 3 times as many fully engaged customers. Apple also enjoys a social engagement score that was almost 4 times higher than Microsoft.”

The analysts stress that a brand’s social engagement with a customer should be measured and managed across all channels -- online and offline. “Digital-only social media initiatives are leaving far too many prospects and customers untapped. Our analysis suggests that the most frequent type of social networking is still analog -- face-to-face or over the phone. Don't confuse the channel (social media) for the desired outcome, (social networking),” they warn.

Other researchers acknowledge the “friend factor” in social media marketing. Gian Fulgoni, comScore’s executive chairman, says comScore’s findings reflect the persuasive influence that fans have on their friends in driving sales. He calls it “the amplification impact of a trusted communication,” and compares it to the way that an audience's recommendations to their friends determine the success of a Broadway show.

Incidentally, the Gallup survey also shows that the likelihood of people relying on online ads and TV ads to decide what product or service to buy is about the same as the likelihood of relying on company Twitter or Facebook pages – a mere 1 percent.

One in Ten Users Redeem Mobile Coupons

A new report out from eMarketer indicates continued uptick in the popularity of mobile coupons, indicating that one in ten mobile users redeem coupons via their mobile device.

Data from eMarketer estimates that nearly 20 million US adults will redeem a mobile coupon this year, including coupons or codes received via SMS, applications and mobile Web browsers; quick response codes for redemption online or offline; and group buying coupons purchased via mobile. By 2013, the number using such coupons will nearly double, and 16.5% of all US adult mobile phone users will redeem a coupon that year.

The popularity in mobile coupons extends from the popularity in Online coupons experienced during the recession, eMarketer speculates, and is a trend that isn’t going anywhere soon. “Even as the sputtering economy attempts its recovery, the popularity of couponing has continued, spurred in part by the burgeoning daily deals space,” said Noah Elkin, eMarketer principal analyst and author of the new report, Mobile Coupons: Offers and Deals Light Up the Last Mile. “Mobile coupons will play a central role in broadening the appeal and acceptance of digital coupons among shoppers.”

When it comes to things like Foursquare, I guess you could call me a square. I've never checked in with the geo-social service, or on any others. I just never saw the benefit of doing that, aside from letting industry insiders know how up-to-speed I am, or perhaps, letting local burglars know when I'm away from home. Why am I telling you this? Because it seems I am not alone. For all the industry hype surrounding geo-social services, most people just don't get them, according to a new study released today by the Pew Internet & American Life Project.

The study finds that a significant percentage of American adults -- 28% -- have used "some kind" of mobile or social location-based services, but the vast majority of those uses have been for navigation or recommendations, not to let your social graph know exactly where you happen to be plotted at that very moment. In fact, 23% of adults have used their mobile phones to get directions or recommendations, a pretty practical app, if you ask me, and one that is bound to grow with mobile usage.

Check-in services, including Foursquare and Gowalla, by contrast, aren't so popular. According to Pew, just 5% of mobile phone users and 4% of all U.S. adults, use them on their phones, while 9% of Internet users (7% of total adults), use social media networks such as Facebook, LinkedIn or Twitter to update their friends on their current location.

"Americans are not currently all that eager to share explicitly their location on social media sites, but they are taking advantage of their phones' geo-location capabilities in other ways," says Kathryn Zickuhr, Pew Internet Project research specialist and co-author of the report, which Pew said is the largest of its kind. "Smartphone owners are using their phones to get fast access to location-relevant information on-the-go."

Social, Mobile and QR Codes Coming On Strong As SMB Marketing Mix With EMail

According to a new survey by Pitney Bowes, 76% of small businesses agree their ideal marketing mix includes a combination of physical and digital communications. 72%, say they would do more of it if they had the right customer communications management tools.

68% say they are choosing new channels such as email, and 54% say social media, because they are found to be cost effective in communicating information to their current and potential customers as compared to all other options. 51% say they cannot get further engaged in multi-channel communications due to limited resources and time.

Though the most popular marketing tool used currently is email, during the last year the most popular new channel being added by small business owners is social media, with 20% of those surveyed just beginning to use it, while 12% added mobile marketing. The newest tool to enter the marketing mix is Quick Response (QR) codes, which have become increasingly visible. While some respondents acknowledge a lack of understanding and perceived complexity toward them, among those using them, almost half are using them on their business cards, 45%, and integrating them in direct mail, 44%.

The findings say 58% of small businesses surveyed use multi-channel marketing, and that traditional and new digital marketing methods are co-existing to create effective campaigns. Though business owners are integrating various channels, there continue to be barriers to integration for many.

Few Offices have Proved as Vital to Google as the Kitchener-Waterloo Location

LoyaltyMatch's neighbor, Google Inc. unveiled its new Kitchener-Waterloo offices to the public, completing the transformation of what was once a tiny corporate outpost into perhaps the search engine’s most important hub outside the United States. Today, 170 engineers work at Google's new office, making it the largest in Canada.

The new office, marked by Google’s trademark use of primary colours and assortment of pinball and video game machines, represents an aggressive attempt to become a bigger player in the Kitchener-Waterloo tech ecosystem.

In the past few years, the kind of mobile technology Google's Kitchener-Waterloo office specializes in has become perhaps the most important priority for Google's overall business strategy, as the search engine looks to cash in on the smart phone revolution with software such as the Android and Chrome operating systems for mobile devices.

In particular, Chrome, the project that started out as a Google-built browser but has since expanded to a browser-based operating system, has become almost entirely driven by the engineers in Kitchener-Waterloo. American consumers waste nearly $16 billion in rewards points and miles annually, according to a recent study conducted by Cincinnati-based loyalty marketing company Colloquy and the global commerce firm Swift Exchange. The study, titled “2011 Forecast of U.S. Consumer Loyalty Program Points Value,” shows that merchants from the retail, travel, financial services and hospitality sectors issue about $48 billion in points and miles annually as part of consumer loyalty programs, and only about two-thirds of them are actually redeemed.

Today, Colloquy Talk research revealed that for the first time in history the number of loyalty memberships in the U.S. exceeds 2 billion, netting out to more than 18 memberships per household. That’s up 16% from the almost 1.8 billon memberships counted in 2008, or 14.1 programs per household. In Canada, they counted 120.7 million members, up 3.9% from the 2009 COLLOQUY Loyalty Census.

The good news is that more North Americans are inspired to commit to their favorite chains and brands due to the benefits they get from loyalty programs. And the value of all of those rewards, points and miles earned is substantial – almost $48 billion.

Many Americans may be signing up for loyalty programs, but that doesn't mean they're particularly happy about them.

According to a survey of more than 1,000 consumers from ACI Worldwide, more than 40% of them have had a negative experience with their loyalty programs. Complaints run from getting rewards they didn't want (27%), getting rewards that were too small to take seriously (44%) or a lack of communication from their programs (85% said they hadn't heard anything from their programs since signing up).

"Retailers have an opportunity to build loyalty with their customers," Rob Seward, senior industry marketing manager at ACI Worldwide, tells Marketing Daily. "This [research] highlights the lack of focus on those programs as a customer service opportunity as opposed to increasing incremental sales and increasing the average ticket or basket size."

According to the study, about three-quarters of Americans are members in at least one retail loyalty card program. The majority of those who are enrolled said they did so to get discounts on the things they buy most. However, only about a third (36%) received a reward or promotion that brought them back into the store. A quarter (27%) said they received a promotion for something they would never buy.

"Consumers want a reward for something they're going to purchase," Seward says. "Instead of trying to move products or cross-sell products, [retailers ought] to focus on the things that drive loyalty."At the same time, most consumers said they don't completely understand their loyalty programs, and many are not even able to answer the basics such as "What benefits do I get and when do I get them?" Eighty-one percent of the survey respondents said they didn't know the details of their programs or how to claim rewards.

Facebook, Twitter Don't Make Customers Feel Valued

While marketers have flocked to social platforms like Facebook and Twitter, consumers still don't view them as important ways to engage with a brand, since they don't meet their expectations. Most people still prefer to connect with brands through more traditional methods, such as email, company Web sites or word-of-mouth.

That's among the key findings from a new report from Razorfish titled "Liminal", based on its own primary research, customer data from a study for Virgin America and social network data compiled by online tracking company Rapleaf on 100,000 consumers. The goal was to look at customer-relationship management more from a consumer's standpoint than a marketer's to understand how people choose to interact with brands.

Across the board, consumers cited "feeling valued" as the most important element of brand engagement. "This demonstrates that both the hipster who DMs a company on Twitter and a boomer who sends a letter in the mail both ultimately want the same thing. Thus, companies should worry less about building out numerous channels and touchpoints and more about ensuring each customer interaction communicates value," advised Razorfish.

Raising Customer Expectations (and then dashing them)

Have you noticed how upbeat the ads for airlines and banks are? Judging from the billboards and the newspaper ads, you might be led to believe that Delta is actually a better airline, one that cares. Or that your bank has flexible people eager to bend the rules to help you succeed. At one level, this is good advertising, because it tells a story that resonates. We want Delta to be the airline it says it is, and so we give them a try. The problem is this: ads like this actually decrease user satisfaction. If the ad leads to expect one thing and we don't get it, we're more disappointed than if we had gone in with no real expectations at all. Why this matters: if word of mouth is the real advertising, then what you've done is use old-school ad techniques to actually undercut any chance you have to generate new-school results.

So much better to invest that same money in delighting and embracing the customers you already have.

Mobile advertising firm Hipcricket today sheds some light on what cell phone users do and don't want on their mobile when it comes to advertising. The survey, which included over 500 respondents, showed that mobile loyalty clubs are getting a good response from consumers.

According the survey results, 57 percent of respondents would be interested in opting in to a brand's loyalty club via a mobile social networking application such as Facebook. However, 80 percent of respondents stated that they still have not been marketed to by their favorite brands via their mobile device.
But what is perhaps most interesting is that those who have opted into a loyalty club are pleased with the results. Fully 90 percent of those who had participated in a mobile loyalty club gained value from being a part of the club. It’s wrongheaded to assume that a Facebook strategy connotes a social loyalty program

Today Jim Bannister wrote in his blog, certainly Facebook is the largest planet in the solar system of social media. But the social media solar system remains “customer-centric,” and will always be so. And those customers today spend on average around seven hours per month on Facebook. Significant, for sure, but still a little less than 1.5% of a that customer’s waking hours in a given month.

It’s wrongheaded to assume “Facebook = Social Media,” as much as they’d have you believe it. Or that a Facebook strategy connotes a social loyalty program in and of itself. And Facebook most-decidedly does not equal mobile media, the fastest growing consumer medium. By itself, the “sharecropper” approach to building social loyalty with your customer base is not sound marketing practice. Your social and mobile marketing programs should be rendered in the context of, and be coordinated across all significant customer touchpoints. Or at least decided upon from the perspective of the entire landscape.

In fact, your social media strategy should look more like a loyalty program than a media-buying or branded entertainment or standard marketing practice. If you are not treating social and mobile media as a direct-extension and inextricable companion to the physical presence of your customer or potential customer, you’re in danger. Even Facebook’s Zuck says: “…when you combine mobile and social, industries can get disrupted.” I think he means you, Mr. and Ms. Commerce Company.

I’m sure Zuck was displaying his mile-wide altruistic streak when he went on to say about their new Facebook Deals service, “Whether the ‘deals’ platform turns into something more commercial, or we choose to monetize something else — though we have no plans of doing that any time soon — that works for us too.” This “come on in, the water’s fine!” approach is very tantalizing when hundreds of millions of customer frequent his service. I can assure you there already is relationship intermediation in active progress, and there will be revenue intermediation there sooner than later. It’ll take the form of a Facebook-flavor loyalty program. That is, Facebook will have the primary relationship with customer, not you. The pieces are already there.

4% of online Americans use location-based services: Pew Internet Research

n its first report on the use of “geosocial” or location-based services, the Pew Research Center’s Internet & American Life project finds that 4% of online adults use a service such as Foursquare or Gowalla that allows them to share their location with friends and to find others who are nearby. On any given day, 1% of internet users are using these services.
Location-based services such as Foursquare and Gowalla use internet-connected mobile devices’ geolocation capabilities to let users notify others of their locations by “checking in” to that location. Location-based services often run on stand-alone software applications, or “apps,” on most major GPS-enabled smartphones or other devices.
Key findings include:

7% of adults who go online with their mobile phone use a location-based service.
8% of online adults ages 18-29 use location-based services, significantly more than online adults in any other age group.
10% of online Hispanics use these services – significantly more than online whites (3%) or online blacks (5%).
6% of online men use a location-based service such as Foursquare or Gowalla, compared with 3% of online women.

Interop: Red Hat CEO Says Software Industry Broken. LoyaltyMatch agrees.

The commercial software industry is failing enterprise customers through overpricing, lengthy development cycles, and products with bloated feature sets that most customers don't use, said Red Hat CEO Jim Whitehurst, who spoke Wednesday during a keynote presentation at the Interop IT Conference and Expo in New York City.

"It's the vendors," said Whitehurst. "There's been no change in productivity in thirty years," he said, noting that commercial software products typically suffer from the same bug rates as they did three decades ago. "The business model is broken," said Whitehurst.

The main problem, according to Whitehurst, is a commercial development model under which executives, programmers, and marketers get together in an effort to predict what their customers want-and then take five years to build it. As a result, "half of all IT projects fail," said Whitehurst.

IDC Prediction: SaaS Revenue Growth 6X Faster Than All Software

Those who follow SaaS market closely know that SaaS growth rate is amazing and we are seeing more and more enterprise adoption. This belief has been confirmed by a new IDC study which predicts that SaaS is on a tear with its revenues at 6X growth rate than all software. It should also be noted that the perpetual license market fell by 7 Billion in 2009. Maxwell Cooter of TechWorld writes an article pointing out to the trajectory taken by SaaS in the next five years.

Some of the predictions from the study are:

SaaS revenues set to grow 6X faster than all software
SaaS is expected to show compound annual growth (CAGR) of around 26 percent up to 2014
Most of the SaaS is delivered to US companies and they have 71% of the market. However, it will get more global by 2014. It clear matches the trend we see in Asia where SaaS adoption is increasing at a faster rate than before
Interestingly, the survey also found that 26% of the companies are still resistant to moving to clouds. Even though we also observe this resistance, we do expect it to slowly go down in the next few years.

The survey highlights an interesting trend sweeping the industry. Business users, especially the enterprise ones, are very comfortable with consuming applications in the form of services. One of the drivers we notice from our research and analysis is Agility. SaaS, as a result of on-demand availability and its collaborative nature, significantly increases the performance of the organizations. This fact, along with the cost savings, are the biggest motivators for large scale SaaS adoption.

LoyaltyMatch is humbled to see Facebook Groups has knocked off our LoyaltyMatch.com Groups feature. LoyaltyMatch has been fostering support of our Groups capabilities for the past two years. Thanks to the Facebook team for recognizing the value of our Groups functionality including our private and public access. However, it would have been logical if the gang at Facebook asked our opinion of the service, before rolling it out.

The Hub(LoyaltyMatch HQ), which occupies 30,000 square feet of a renovated downtown Kitchener Tannery building, is now home to start-up companies, small-medium enterprises, and global multi-nationals all aiming to accelerate the pace of development of new ideas and products in the digital media sector. Leaders from business, government, and community organizations gathered at The Communitech Hub today to recognize the expansive effort that has now created a leading-edge facility customized to meet the needs of its occupants.
